Start with the customer's work, not the CRM.

Friction must be mapped from the outside in. If you optimize your internal tools without looking at the customer's effort, you will just automate bad service.

The Pattern

A company decides its customer onboarding is too slow. They spend a year and a massive budget re-architecting Salesforce. When they launch, internal data is cleaner, but the customer still takes 14 days to onboard because they are still being asked to fill out the same PDF forms.

What We Observe

Companies inherently view their operations from the inside out. They map the "process" by mapping how data moves between their internal teams and their internal databases.

We use a methodology lineage focused on Customer-Led Growth. We mandate that the map must start with the customer. What is the customer actually physically doing? Are they typing? Are they waiting on hold? Are they searching for an old email?

Why It Matters

Value is created at the boundary between the company and the customer. If you optimize the CRM, but don't change the customer interface, you have built a very fast engine attached to a broken transmission.

What May Be Underneath It

Internal teams control internal tools. It is easier to get budget to buy a new software license than it is to cross political boundaries and change how Sales, Operations, and Legal interact with the buyer. So, companies optimize what is easy to control (the database) rather than what matters (the customer's effort).

What We Would Question

Before you map your internal workflow, map the customer's workflow. How much of their time are you consuming?

What to Watch

Look at the forms, portals, and emails you send to the customer. How much of the information you ask for do you actually already have, but it's just stuck in another department's silo?
